Tesco's online customers needed a clear, self-service way to initiate, track, and complete refunds and returns — removing the uncertainty that was driving unnecessary service contacts.

The challenge

Tesco is the UK's grocery market leader with a huge ecommerce footprint. But customers struggled to track refund and return statuses, with little transparency into where their request was in the process. The uncertainty drove avoidable customer service inquiries and operational inefficiency.

Customers needed to manage the entire refunds-and-returns journey themselves, with confidence, inside their account.

Our approach

Embedded within Tesco's ecommerce team, we mapped the existing journeys to find the pain points in tracking and status visibility, then designed responsive web flows for initiating, monitoring, and completing requests.

Working across product, engineering, and customer service, we validated the designs through usability testing and iterative prototyping — then measured outcomes against business metrics.

A transparent, responsive self-service experience — letting customers initiate, track, and complete refunds and returns from any device.

The redesigned flows made status visibility the priority — customers could see exactly where their refund or return was at any moment, removing the uncertainty that previously drove them to contact support. Each step was designed responsively for mobile, tablet, and desktop and aligned with Tesco's design system.

Journey maps, wireframes, tested prototypes, and analytics dashboards gave Tesco both the customer-facing experience and the means to track its performance over time.
